How to Reduce Support Tickets From Repeat Questions
Samih Sghier, FounderPublished October 28, 2026
To reduce support tickets, find the questions customers ask most in your sent mail and write each answer once. Put it where customers look before they email. Then save the fixed answers as templates, and let an AI tool such as InboxPilot (we make it) draft the ones that depend on the order or the customer.
That's how a small team stops answering the same questions by hand, whether they're about orders, admissions or onboarding. For the rest of a support inbox, see customer service email automation.
| Method | Handles | Cost | Main limit |
|---|---|---|---|
| Add the answer where customers look | Questions caused by missing information | Free | Someone has to own each page and email |
| Help page or FAQ | Customers who look before they write | Free | Most still email you |
| Saved template | Answers that are the same for everyone | Free in Gmail, Microsoft 365 in Outlook | You still open, pick and edit each one |
| Filter that sends a template | One kind of email, one fixed reply | Free | Matches words, not meaning |
| AI drafts from your answers | Answers that depend on the order or customer | Paid plan after a 7-day trial | Gmail and Outlook only |
Find the questions you answer most
Your sent folder is the record of what customers ask. Search it, then count.
- In Gmail, search
in:sent newer_than:3mto list three months of your replies. In Outlook, open Sent Items. - Skim the subjects and first lines. Write down each question you remember answering before.
- For each one, search a phrase you always type in that answer, in quotes, such as
in:sent "tracking link". Note how many replies come back. - Put the questions in a sheet with three columns: the question in the customer's words, how often it came up, and where the answer lives today.
- Sort by count and keep the top five to ten.

Write each answer once
Put every answer in one shared document, such as a Google Doc, so a price or policy changes in one place. Give each question its own entry:
- the question as customers ask it, plus the other ways they phrase it
- the answer in two to four sentences, with the link or number they need
- the exceptions, and who handles them
- the date someone last checked it
Write the answer the way you'd send it, so one entry works as a template and as a source for AI drafts (writing documents for AI drafts).
For a delivery address question, the entry reads: "Yes, until the order ships. Reply with your order number and the new address, and we'll update it."
For a store, start with shipping times, returns, refunds, damaged items and address changes, the five policies in this ecommerce customer support playbook.
Put the answer where customers look first
Answering a question before it becomes an email is what support teams call ticket deflection, and a help page alone rarely does it. In Gartner's August 2024 survey, self-service fully resolved only 14% of customer service issues, and only 36% of the ones customers called very simple.
So add each answer to the email or page the customer already has open when the question comes up:
- Order confirmation and shipping emails: delivery times, tracking and address changes.
- Checkout and pricing pages: fees, renewal dates and what's included.
- Welcome and enrolment emails: logins, deadlines and the documents you need from them.
- Invoices and receipts: payment terms and who to contact.
Link your FAQ page from each of them, so customers who want more detail find it.
Save the fixed answers as templates
When the answer is the same for everyone, a saved reply turns it into a few clicks. In Gmail, turn on Templates under Settings > See all settings > Advanced, then save a reply with More options > Templates > Save draft as template (full Gmail template steps).
In new Outlook and Outlook on the web:
- Open a reply, or select New > Mail.
- On the Message tab, select My Templates.
- Select +Template, give it a Title such as "Change delivery address", paste the answer and select Save.
- Next time, open My Templates in the reply and select the template to insert it.
Note: In classic Outlook the button is View Templates. Both need a qualifying Microsoft 365 subscription, and if My Templates is missing, an admin has turned add-ins off.

A Gmail filter can also send a template automatically to every email that matches, such as everything sent to support@. It matches words, not meaning, so keep it to emails where one reply fits all, and borrow the wording from these automated email response examples. For refund and return replies, start from these return request email templates.
Have AI draft the answers that change
Templates break when the answer depends on the order, the date or the customer, as in "Where is order 4521?" An AI email tool reads the question and drafts the answer from your own document. InboxPilot does this in Gmail and Outlook:
- Sign up and connect your Gmail or Outlook inbox.
- During setup it reads up to 150 of your sent replies from the last 120 days and saves the answers you repeat as questions and answers. Edit them under Knowledge Base > Data sources > FAQ.
- Add your answer document under Documents and your website under Website, in the same place.
- Each new customer email gets a draft in its thread. You check it and send it.
- To let it reply on its own, set Connect & settings > Reply mode to Auto-send (Growth plan). It sends only the replies it's confident in and leaves the rest for a person.
Note: In a Microsoft 365 shared mailbox it drafts and never sends.
Every plan starts with a 7-day free trial. Starter is $39 a month and Growth is $99 a month (pricing, October 2026).
Check the count every month
Thirty days later, run the same searches and compare the counts. A question that's still near the top usually means the answer hasn't reached the email or page customers read, so move it there.
When a policy changes, update the document first. Saved templates are copies, so each one has to be overwritten by hand. AI drafts read the current document, so the change applies from the next email.
If the count stays high because two people answer the same customer, or nobody does, the problem is coordination. That's the job of a help desk for a small business.
